Agentic Contact Center and AI Agents

Salesforce is rolling out a wave of Service Cloud innovation — enabling global organizations to leverage our native contact center, improving autonomous service experiences with self-optimizing agents, empowering every human rep to be your best rep with AI-powered real-time assistance, and giving service leaders a view of the hybrid workforce.

Salesforce’s agentic contact center is the only contact center that unifies voice, digital channels, CRM data, and AI agents natively in a single system.

Casey, your help agent, is an autonomous AI agent that resolves customer issues end-to-end across every channel.

AI-Powered Service Rep Assistant

The AI-Powered Service Rep Assistant in Service Cloud is designed to support service representatives in resolving complex customer cases more efficiently. According to Salesforce, this new feature helps reps avoid the frustration of disjointed handoffs from AI agents by providing real-time assistance. The assistant reads customer sentiment and case context dynamically, allowing it to create or adjust an action plan as the conversation evolves. This capability ensures that service reps have the most relevant information at their fingertips, enabling them to respond more effectively to customer needs. The feature is part of Salesforce’s ongoing efforts to enhance the Service Cloud platform with AI-driven tools that improve both agent productivity and customer satisfaction.

Agentic Slack Swarming and Hybrid Workforce Management

Agentic Slack swarming is a new feature in Service Cloud that helps resolve complex customer service cases more efficiently. When service reps encounter particularly intricate issues, they often require input from experts in other departments or with specialized knowledge. Now, with agentic Slack swarming in open beta, the Service Rep Assistant can automatically create a dedicated Slack channel, inviting the right experts and AI tools to collaborate. This allows service reps to remain within the service console while experts from different departments discuss potential solutions in Slack, eliminating the need to switch between multiple desktop applications. As a result, customer service cases can be resolved more quickly, improving overall efficiency and customer satisfaction.

Customer Signals Intelligence and Operational Insights

Customer Signals Intelligence and Operational Insights introduce new capabilities to enhance visibility and efficiency in customer service operations. With the ability to see and manage a hybrid workforce, service leaders can better understand how their entire service operation is performing, even as AI agents handle an increasing number of interactions. Agentic recommendations now allow service leaders to forecast, schedule, and manage daily contact center operations through natural dialogue, whether using Salesforce’s native tools or those from partners. Additionally, Customer Signals Intelligence now delivers live sentiment and AI agent insights across cases, voice, and chat conversations directly into the Command Center, providing real-time visibility into customer experiences and agent performance.
